Qualidade de Serviço e Auto-Percepção Física Versus Retenção e Fidelização de Clientes

O crescente número de centros de fitness e as exigências cada vez maiores dos indivíduos dificultam a fidelizaçao dos clientes às empresas. Na literatura abunda evidência de que a qualidade dos serviços influencia a atitude dos consumidores e de que elevadas percepções de qualidade conduzem à fidelização dos clientes (Anderson et al., 1994; Chang, 1998; Taylor, 1997; Taylor & Baker, 1994) mas, aparentemente, a qualidade do serviço por si só não é suficiente para motivar indivíduos corn baixo autoconceito físico para a manutenção da prática desportiva (Haywood, 1993; IHRSA, 2000; Marsh, 1994). Neste sentido, os objectivos do nosso estudo foram: (1) caracterizar o modo como os indivíduos avaliam a qualidade de serviços; (2) verificar se os indivíduos estão satisfeitos e se tencionam renovar a inscrição; (3) analisar eventuais diferenças na avaliação da qualidade de serviço, satisfação e intenção de renovação da inscrição em função do sexo, frequência semanal do centro de fitness, tempo de inscrição e idade; (4) caracterizar o modo como os indivíduos percepcionam o seu auto-conceito físico; (5) analisar eventuais diferenças entre o autoconceito fisico dos sujeitos em função do sexo, frequência semanal do centro de fitness, tempo de inscrição e idade; (6) verificar o impacto das variáveis satisfação com os serviços, satisfação com o envolvimento pessoal e auto-conceito físico na predição da intençao de fidelização dos clientes. No estudo participaram 467 sujeitos de ambos os sexos, com idades compreendidas entre os 20 e os 78 anos. Para a avaliação da qualidade do serviço foi aplicado o SQFSp: Escala de Avaliação da Qualidade em Serviços de Fitness e para a avaliação do autoconceito físico foi aplicado o PSPPp: Perfil de Auto-Percepção Física. Os indivíduos percepcionaram qualidade nos serviços, estavam satisfeitos e tencionavam renovar a inscrição. Na avaliação das escalas do SQFSp foram identificadas diferenças estatisticamente significativas em função das variáveis sexo, frequência semanal, tempo de inscrição e idade. Nas quatro sub-escalas da auto-percepção física, os indivíduos efectuaram uma avaliação moderada. Na avaliação das escalas do PSPPp foram evidentes diferenças estatisticamente significativas em função das variáveis sexo, frequência semanal e idade. Foi verificada uma elevada correlação múltipla entre a satisfaçao com os serviços e as nove dimensões da qualidade. A dimensão da satisfação com os serviços pareceu predizer de forma consideravelmente elevada a intenção de renovação da inscrição. Foi verificada uma reduzida correlação múltipla entre a variável intenção de renovar a inscrição e as quatro dimensões da auto-percepção física. No entanto, os valores estatisticamente significativos obtidos na dimensão confiança flsica parecem sugerir que mesmo os indivíduos que não tencionaram fidelizar-se ao centro de fitness podem pretender manter a prática da actividade física. Assim, sugerimos que em estudos posteriores se analise igualmente a variável intenção de continuar a praticar actividade física.
The increasing number of sports centres and people's demand makes it difficult to maintain steady members. Existing studies prove that the quality of services influences the consumer's attitudes and the high standards of quality lead to the costumers retention (Anderson et al., 1994; Chang, 1998; Taylor, 1997; Taylor & Baker, 1994) but, apparently the service's quality alone is not sufficient to motivate people with a low physical self-concept to continue practising physical activities (Haywood, 1993; IHRSA, 2000; Marsh, 1994). In this sense the airns of this study were: (1) characterise the way in which people assess the quality of services; (2) verify whether the members are satisfied and if they intend to renew their membership; (3) analyse differences in the assessment of the quality of services, satisfaction and intention of the renewal of memberships according to gender, weekly attendance of the sports centre, time of enrolment and age; (4) characterise the way in which people perceive their physical self-conception; (5) analyse differences in people's physical selfconception according to gender, weekly attendance of the sports centre, time of enrolment and age; (6) verify the impact of the variables of service satisfaction, satisfaction with personal involvement and physical self-conception in the prediction of the intention of the loyalty of the customers. In this study 467 individuals of both genders and ages between 20 and 78 were involved. For the evaluation of the quality of services a portuguese version of the Service Quality in Fitness Services (SQFSp) was applied. To assess the physical self-concept a portuguese version of the questionnaire Physical Self-Perception Profile questionnaire (PSPPp) was also applied. The individuals recognised the quality of the services resulting in their satisfaction and their intention to renew their membership. In the evaluation of the SQFSp scales statistically significant differences were identified according to the variables of gender, weekly attendance, the time of enrolment and age. In the four sub-scales of selfphysical perception, the individuals’ assessment was moderate. In the assessment of the PSPPp scales statistically significant differences were evident according to the variables of gender, weekly attendance and age. A high multiple correlation was found between the satisfaction with the services and the nine dimensions of quality. The dimension of satisfaction with the services seemed to predict a considerably high intention of renewal of memberships. A reduced multiple correlation was found between the variable of intention of renewal of membership and the four dimensions of physical selfperception. However, the statistically significant results obtained in the physical confidence dimension can suggest that the individuals who had no intention of being loyal to the sports centre did however intend to continue some kind of physical activity. Hence we suggest that in future studies the intention to continue practising physical activities be considered as a variable.
